TAC Metrics: Measure Repair Outcomes, Not Just Call Center Activity

A stronger automotive TAC scorecard looks beyond call volume and answer speed to case quality, repair evidence, dealer impact and issue escalation.

An automotive Technical Assistance Center (TAC) is successful when its guidance helps technicians resolve vehicle concerns and strengthens service operations—not simply when it answers more calls, faster. A useful scorecard keeps traditional call-center measures, but pairs them with case quality, repair outcomes, dealer impact and the way TAC findings reach engineering and quality teams.

Why call-center numbers do not tell the whole story

OEM TACs help dealership technicians diagnose increasingly complex vehicles, guide repairs, support dealer operations, inform Prior Approval decisions and escalate emerging product issues. Counting contacts and measuring answer speed can show workload and responsiveness, but neither establishes whether the recommended repair worked.

Phone metrics can also distort comparisons when they omit digital work or fail to account for differences in case complexity. A shorter call may reflect an efficient exchange—or insufficient technical investigation. A longer case may require additional diagnosis, or it may have started with incomplete information. Interpret activity measures alongside the work and outcome behind them.

Build a scorecard around distinct questions

There is no universal, finalized TAC scorecard or set of target values. The following dimensions are candidates for a scorecard; definitions and intended use should be made explicit before teams compare results.

Dimension Candidate measures How to interpret them

Measure digital work and case flow without misreading complexity

A complete view of workload includes both phone and digital contacts, along with cases that move between channels. Track response time and Time to Resolution for digital work as well as touchpoints per case. Multiple exchanges are not inherently a sign of poor performance: a difficult diagnosis may require several rounds of information. The same pattern can also point to missing intake details or an avoidable gap in the process.

For that reason, pair touchpoint counts with case completeness, escalation patterns and channel mix. The point is not to reward fewer interactions regardless of circumstances, but to understand what the interactions accomplish.

Ask whether the vehicle concern was fixed

Resolution measures should connect TAC activity to repair evidence where possible. Candidate indicators include technician confirmation, repeat or reopened cases, comebacks, repair validation, case completeness and cases closed after a single update. None proves the outcome on its own. A single-update closure, for example, is useful context but is not the same as confirmation that the repair succeeded.

Actual repair outcomes are difficult to observe. A survey may go unanswered; a vehicle may return without another TAC case; and a later visit may involve a related but different concern. Warranty data, repair history, diagnostic data and repeat contacts linked to the same VIN and concern can help build a picture, but they are clues rather than conclusive evidence. A fair measurement system should label these limits instead of treating every proxy as proof.

Include the TAC’s contribution beyond individual cases

TAC teams can create value by helping dealers use support effectively, validating repairs, identifying recurring problems and routing technical evidence to engineering or quality. Candidate measures include dealer utilization, engineering and quality escalations, repair validation, Vehicle-Off-Road impact and indicators of unnecessary parts replacement. These measures need operational context: more escalations might reflect stronger issue detection, a shift in product problems, or a change in escalation practice.

High contact volume does not by itself establish business impact. Connect activity to the decision or operational outcome a measure is meant to illuminate, and avoid treating unlike dealer networks, vehicle populations or technical workloads as directly comparable without normalization.

Use different views for different decisions

One dashboard rarely serves everyone well. Separate views can preserve a common underlying definition while emphasizing the decisions each audience makes:

  • Executives: a concise view of resolution evidence, dealer and business impact, and issue trends.
  • TAC managers: workload, channel mix, case flow, response performance and escalation patterns for operations and staffing.
  • Agents: case quality and coaching measures that support sound diagnosis rather than incentivizing speed at any cost.
  • Dealers: transparent information about access, response and support outcomes that is meaningful to service operations.

For each measure, specify whether it is intended to show a trend or carry a formal target. A trend can be useful before a defensible target exists; the source does not establish universal target values.

Define the units and comparisons before benchmarking

Cross-OEM benchmarking is still developing. Participants in the TAC Leadership Xchange Group reviewed existing measures and began identifying differences in definitions, calculations and reporting, with the aim of finding a compact set of shared measures and common definitions. That work is not a finalized standard.

Before comparing results, teams need to resolve practical questions:

  • Which five to eight measures are most useful to executives?
  • How should issue resolution be measured when repair outcomes are only partly observable?
  • How should results be normalized across dealer networks, vehicle populations, staffing models and technical complexity?
  • Should a measure be counted at the agent, case, contact or repair-order level?
  • Do participating teams calculate and report each measure consistently?

Without consistent definitions and an appropriate comparison unit, a benchmark can reflect different counting rules rather than different TAC performance.
